Teams love tidy cancel tags. Members write sentences. During retention audits we still sample the sentences, because tags collapse distinctions that matter for renewals.

Phrases that repay attention

  • “I thought I already paused.” — Points to visibility of pause controls, not price.
  • “Wrong plan name in my email.” — Points to catalogue rename leftovers.
  • “Charged after I cancelled.” — Often a retry or timezone mismatch; treat as billing operations first.
  • “My team left.” — Seat-based subscriptions need a different win-back path than solo members.

How we sample

Fifty recent comments beat five hundred unscanned ones. We highlight repeats, note rare but severe complaints, and resist turning every line into a roadmap item. The renewal workshop then decides which phrases earn an owner this quarter.

Mild caution

Comment samples skew toward members willing to type. Silent churn still needs cohort arithmetic. Use phrases to explain the curve; do not replace the curve with anecdotes.
